An airline needs a five-month resilience redesign after booking and disruption channels stayed nominally online while stale inventory, broken re-accommodation and contradictory passenger messages amplified operational recovery.
The mandate
During a regional weather disruption, digital channels responded but displayed inventory that operations could not honour, issued rebooking offers that lost ancillary and accessibility needs, and sent messages inconsistent with airport decisions. Passengers retried across app, web, kiosks and contact centres, increasing load and duplicate work. The defined problem is to design channel resilience around truthful recoverable journeys during operational degradation, rather than uptime of isolated digital components.
The deliverables are a disruption-journey anatomy, authoritative-state model, degraded-channel design, passenger-priority logic, cross-channel work protocol, simulation pack and investment roadmap. The design must cover booking, check-in, re-accommodation, payment, ticket and coupon state, baggage, loyalty, accessibility, unaccompanied minors, partner flights and communications. It must specify when channels restrict action, preserve intent, queue work or direct passengers to staffed support.
Four milestones span five months: week four accepts the failure and passenger-harm baseline; week ten approves authoritative states and degraded journey patterns; week sixteen concludes two operational simulations with measured workload and recovery; and week twenty-two delivers prioritised remediation, operating playbooks, ownership and the resilience investment case. Invoicing follows formal acceptance of each milestone.
Acceptance requires passengers’ displayed options to reconcile with reservation and airport-operating state, protected needs to survive cross-channel transfer, duplicate work to be identified, and controllers to change channel permissions through a documented command route. The council expects simulations at realistic disruption volume, clear fallback when partner data is late and evidence that the design reduces airport and contact-centre burden instead of simply relocating it.
The client provides journey telemetry, reservation events, disruption logs, passenger complaints, communication timelines, partner interfaces, service policies, operational decision records, anonymised protected-service cases and simulation environments. The consultant does not command live disruptions, change ticketing policy, issue passenger messages, set compensation, modify production systems, negotiate alliance duties or approve aviation operational decisions.

Digital, airport, reservations and customer-care teams each optimised their own response during the event, leaving passengers to reconcile contradictions. The current review remains divided by system availability and departmental workload. An external journey-resilience specialist can reconstruct the operational truth across channels, challenge false self-service and design degraded modes around passenger decisions without defending the organisation that produced the last response.
What you will own
- Reconstruct disrupted journeys across search, booking, payment, ticket, check-in, re-accommodation, baggage, loyalty and communication states.
- Identify which source is authoritative for inventory, passenger acceptance, coupon status, airport action and protected-service needs.
- Design degraded patterns that restrict unsafe actions, preserve intent, show uncertainty, queue requests and support human takeover.
- Model cross-channel retries, duplicate bookings, contact demand, airport queues and operational recovery under realistic event volume.
- Define priority and continuity treatment for accessibility, minors, disrupted connections, group travel and partner-operated segments.
- Run simulations that test command decisions, supplier latency, channel permission changes, passenger messaging and workload displacement.
- Deliver accepted journey patterns, response playbooks, ownership, investment sequence and unresolved policy decisions.
Candidate qualifications
- Has redesigned airline booking or disruption journeys after a material irregular-operations event affecting multiple channels.
- Understands inventory, PNR, ticket and coupon state, ancillaries, partner segments, check-in and re-accommodation dependencies.
- Can distinguish technical availability from a passenger’s ability to make a truthful, recoverable travel decision.
- Has run high-volume disruption simulations spanning digital, airport, contact-centre and operational command teams.
- Understands accessibility and protected-service continuity when automated journeys hand work between channels and people.
- Produces resilience designs that reduce system and human recovery load rather than shifting demand to another queue.
Non-negotiables
- Can work onsite in Dubai, attend both disruption simulations and complete the scheduled hub-operations night shift.
- Will disclose relationships with airlines, reservation providers, airports, alliance partners and passenger-technology vendors.
- Brings live airline disruption-channel recovery; ordinary digital conversion optimisation does not meet the requirement.
